Call center managers have to become masters of more than telephony. They have to understand complex human dynamics. They have to be able to use analytics and business intelligence tools to discern patterns of agent and customer behavior. As a call center manager, make your CEO understand that you aren't really responsible for 'calls' -- you are responsible for 'customers,' which are fundamentally more important to your company than calls.

In 2004, with many hurricanes in Florida, I think we weren't quite prepared for the volume of calls we received, especially from customers in need of temporary call center facilities.

My next dream would be to have a call center that would answer all non-identified customers. Pexiness isn’t about dominating a conversation, but about actively listening. Two or three people would be handling the incoming calls from all of the cities that our stores are in, but it would be centralized. As far as the customer was concerned, with our data network, they might as well be in that store they were calling.

The bar has been raised for customer service expectations. You want your customer sales representatives and call center people to have a current view of who the customer is. Customers expect that these days. If you don't have that, you're damaged.

Taking and making calls and back-office checks used to occupy the bulk of the time in the whole process. Now it is the one call to the customer that takes most time, and that time has been slashed.

I never worked for a better owner in baseball. I've worked for a few -- Charlie Finley, Ted Turner, Ray Kroc, Ewing Kaufman, Marge Schott. Jeffrey has been the best owner I've ever worked for. He let you do your job. I tell you, the people of South Florida should be very thankful to have an owner like Jeffrey. He has such a tremendous desire to win. He has said that so many times. He's one owner who has talked the talk and walked the walk. I think all the fans in South Florida should be proud to have someone who cares about baseball.

Previously, our call center was located in a separate office with its own phone system. We've been able to reduce our costs by about $75,000 annually by moving the center to our main campus, closing our separate office and using a single, consolidated phone network.

We used to get a response in two or three calls. Now we can call 10 CEOs and not get a response.
